Customer-service AI agents · PUBLIC RESEARCH BRIEF

SierraWhich handoff makes an AI-served customer feel understood without hiding unresolved risk?

Sierra currently describes an Agent SDK for customer-service workflows with goals, guardrails, simulations, debugging and omnichannel deployment. Its product materials also describe proprietary knowledge, system actions and contact-center handoffs with generated summaries. These capabilities can support service automation, but they do not prove that a customer issue was understood or resolved.

CHANGE ONE THING. LEARN WHAT MATTERS.

Three questions for the GTM team.

01

When Sierra escalates a customer issue, would a concise unresolved-needs summary or a structured timeline of claims and attempted actions better help a human agent take over?

02

Before an agent changes an account or submits a request, would a customer-facing action preview or a policy-and-authorization checkpoint better prevent an incorrect action?

03

When policy and customer circumstances conflict, would a transparent limit with immediate escalation or a guided exception request better preserve trust?

PROPOSED AUDIENCE

Who should weigh in?

North American customer-service, contact-center, operations, product, IT and risk teams using or evaluating Sierra, including customers seeking help, frontline agents, workflow owners, quality reviewers and system administrators. Recruit across issue complexity, channel, urgency and authorization level. Proposed audience; no real customer conversation, account record, authentication factor, system credential or employee identity is included.

TWO TIME HORIZONS

Trial today. A habit tomorrow?

Near term · 0–90 days

Over 0–90 days, test synthetic customers, policies, account states and service journeys with seeded ambiguity, authentication failures, conflicting knowledge and failed actions across channels. Measure issue classification, authorization judgment, handoff completeness, customer effort and safe resolution. Touch no production account.

Longer term · 3–12 months

Over 3–12 months, follow consenting teams in sandbox or de-identified service workflows as policies, knowledge and channel behavior change. Examine repeat contacts, escalation quality, unresolved issue recurrence, exception handling and quality-review burden. Customer or cost impact requires observed service outcomes.

What would make the result actionable?

Use versioned Sierra materials, synthetic accounts and conversations, explicit policy rules, hidden issue states, controlled tool responses and evaluator rubrics. Score understanding, action safety and handoff quality separately, include unsupported requests, retain original fixtures and use no private customer data.

A Gather simulation returns hypothetical customer reactions. Quantifying revenue, traffic or retention needs actual business inputs and validation against observed behavior.
